Die Relevanz des Service Encounter-Managements ist in der Dienstleistungsforschung wie in der Unternehmenspraxis bekannt und anerkannt. Insbesondere den persönlichen Interaktionen zwischen Kunden und Mitarbeitern wird eine zentrale Bedeutung für die Qualitätsbeurteilung und Zufriedenheit der Dienstleistungskunden zugesprochen. Als so genannte „Augenblicke der Wahrheit“ stellen sie für die Kunden authentische, interaktive und damit hoch involvierende Leistungserlebnisse dar, deren Bewertung nicht nur die transaktionsbezogene Leistungswahrnehmung steuert, sondern auch einen erheblichen Einfluss auf die Beziehungs- und Markenwahrnehmung von Kunden hat. Letztlich stellt das Prozesserlebnis des Kunden in der kooperativen Leistungserstellung mit dem Dienstleistungsmitarbeiter neben dem reinen Leistungsergebnis einen wesentlichen Zufriedenheitstreiber dar (Czepiel 1990; Grönroos 1990; Stauss 2000).
