Zusammenfassung
Der Erfolg in der Informationstechnologie(IT)-Dienstleistungsbranche ist aufgrund der häufig vorliegenden hohen Leistungskomplexität, intensiven Interaktionen zwischen Anbieter und Kunde sowie der Langfristigkeit der Leistungserstellung — also in Folge der hohen Unsicherheit des Kunden — nur in geringem Maße abhängig vom Leistungsergebnis bzw. der „tatsächlichen“ Produktqualität. Entscheidend für eine erfolgreiche Anbieter-Kunde-Beziehung sind vielmehr Vertrautheit und Vertrauen, die zwischen den Beziehungspartnern im Rahmen von Interaktionen und Leistungserstellungsprozessen aufgebaut werden. Die Voraussetzung einer Steuerung von Kundenbeziehungen im Rahmen eines Customer Relationship Management (CRM) oder Relationship Marketing ist es demnach, die Kundenbeziehungen sowohl rational als auch emotional zu verstehen und dieses Verständnis strategisch in der Beziehung und operativ im Kundenkontakt umzusetzen.
