Zusammenfassung
Wesentliches Charakteristikum der Dienstleistungsproduktion ist der große Einfluß, den das Personal — insbesondere das Kundenkontaktpersonal — auf die von den Kunden wahrgenommene Qualität der Leistung hat. Die Realisierung einer für die (externen) Kunden konzipierten, qualitätsorientierten Marketingstrategie ist nur zu verwirklichen, wenn die Mitarbeiter sich so verhalten, daß die Qualitätserwartungen der Kunden in der Kontaktsituation erfüllt oder gar übererfüllt werden. Damit werden die Mitarbeiter, das Personal, zu einer wesentlichen internen Zielgruppe qualitätsorientierten Marketingdenkens und -handelns im Dienstleistungsunternehmen. Für die Charakterisierung von Strategien und Instrumenten zur Gestaltung der innerbetrieblichen Austauschbeziehungen setzt sich zunehmend der Begriff „Internes Marketing“ durch. Im vorliegenden Beitrag werden die konzeptionellen Grundzüge des internen Marketing als personalorientierte Qualitätspolitik eines Dienstleistungsunternehmens herausgearbeitet sowie die Ziele und Instrumente einer internen Marketingkonzeption dargestellt.
