Dienstleistungskunden werden in zunehmendem Maße in die Leistungserstellung eingebunden. Sie steuern Informationen bei, damit die Leistung möglichst bedarfsgerecht erstellt werden kann oder nehmen die Konfiguration ihrer Dienstleistung sogar gänzlich eigenständig vor (z.B. mittels Online-Konfiguratoren). Sie nehmen mehr oder minder aktiv am Leistungserstellungsprozess teil und bringen sich in intellektueller (z.B. bei Schulungs- oder Beratungsleistungen), physischer (z.B. bei Musikursen oder medizinischen Therapien) oder auch emotionaler Form (z.B. bei Musikevents) in diesen ein. Teilweise übernehmen Sie im Rahmen der Selbstbedienung Teilaufgaben, für die noch vor kurzem Mitarbeiter der Anbieterunternehmen verantwortlich waren. Das Streben nach Kostenreduktion auf Seiten der Anbieter bewirkt, dass immer mehr Leistungselemente auf den Prüfstand der Externalisierung gestellt werden, d.h. Dienstleistungsanbieter untersuchen ihre Leistungsangebote systematisch nach Teilleistungen oder Teilprozessen, die an den Kunden ausgelagert werden können. Nicht ohne Grund wird in der englischsprachigen Literatur zur Kundenbeteiligung auch vom Kunden als „partia employee“ gesprochen (Mills/Morris 1986; Faranda 1994, S. 6ff.; Bettencourt 1997, S. 384; Keh/Teo 2001; Hsieh et al. 2004).
