Zusammenfassung
Wann empfinden wir die Leistung, die uns in einem Hotel entgegengebracht wird, als ‚guten Service’? Was macht ‚guten Service’ in unserer Bankfiliale, in unserem Stammlokal, bei dem Telekommunikationsanbieter, dem Shopping im Internet oder gar dem Finanzamt aus? Was bedeutet ‚guter Service’ am Arbeitsplatz und in Bezug auf unseren Arbeitgeber? Eines scheint eindeutig, Serviceorientierung ist nicht ausschließlich auf Produkte und die Beziehung Unternehmen-Kunden beschränkt. Vielmehr durchzieht Serviceorientierung die komplette Vielfalt formeller und informeller Interaktionen, sei es am Arbeitsplatz, gegenüber Kunden oder im Kontakt mit öffentlichen Behörden. Mit ‚gutem Service’ meinen wir in der Alltagssprache immer die spezifische Qualität einer Situation, in der wir uns als Kunde, Mitarbeiter etc. befinden. Die Wertung wird maßgeblich von der Diskrepanz zwischen unserer Erwartungshaltung und Erfahrung und dem konkret erlebten Service geprägt. Wenn von ‚gutem Service’ gesprochen wird, wird dabei häufig das Verhalten (z.B. eine Aufmerksamkeit) einer speziellen Person gemeint. Ist Serviceorientierung damit eine Qualität, Einstellung und Kompetenz von Individuen oder auch der Gesamtorganisation?
