Zusammenfassung
Die Diskussion über die Faktorstruktur der Kundenzufriedenheit begann zwar mit der Arbeit von Czepiel/Rosenberg/Akerele (1974, S.120) bereits vor über 25 Jahren, eine hinreichender Paradigmenwechsel konnte aber diesbezüglich bis jetzt nicht erzielt werden. Die Literatur zum Thema Kundenzufriedenheit ist zwar in den letzten Jahren rasant angestiegen, allerdings beschäftigen sich nur wenige Arbeiten mit der Faktorstruktur. Im wesentlich ist dies auf uneinheitliche empirische Ergebnisse und auf mangelnde theoretische Fundierbarkeit zurückzuführen. Erst in letzter Zeit häufen sich Studien zur Faktorstruktur im Dienstleistungsbereich. Dies ist vor allem auf die Wiederentdeckung der Critical-Incident-Technique und ihren häufigeren Einsatz im Rahmen der Erforschung der Dienstleistungsqualität zurückzuführen. Gerade diese Methode weist aber einige Mängel hinsichtlich ihrer Eignung zur Identifikation von Basis-, Leistungs- und Begeisterungsfaktoren auf (siehe Matzler, 2000, S. 13ff).
