Zusammenfassung
Dialoge von Unternehmen mit Stakeholdern erfahren in sozialen Netzwerken eine neue Form der Transparenz: Auf Unternehmensseiten sind sowohl Nutzer-Beschwerden als auch die daran anschließenden Reaktionen der Unternehmen öffentlich sichtbar. In einem 2x2 Online-Experiment wurde untersucht, inwieweit die wörtliche Entschuldigung einerseits und die explizite Verantwortungsübernahme durch das Unternehmen andererseits einen Einfluss auf die Wahrnehmung der Vertrauenswürdigkeit des Unternehmens haben. Die Ergebnisse zeigen, dass diese Reaktionen die Vertrauenswürdigkeit des Unternehmens positiv beeinflussen, wobei die explizite Verantwortungsübernahme eine größere Wirkung auf die Vertrauenswürdigkeit hat als eine bloße wörtliche Entschuldigung. Ein möglicher vermittelnder Mechanismus ist dabei die Wahrnehmung von Fairness innerhalb der Beziehung zwischen Stakeholder und Unternehmen, die durch die kommunikative Handlung des Unternehmens hergestellt werden kann. Da Beschwerden und der Umgang mit diesen Beschwerden im digitalen Kontext für Unternehmen reputationsrelevant sind, sollten Unternehmen ein Bewusstsein für die Wirkung unterschiedlicher Reaktionen auf Beschwerden entwickeln.
